Researchers Warn Interacting With Customer Service AI Could Cause 'Robotoid Humanness'

Researchers have identified a phenomenon termed "robotoid humanness" emerging from prolonged interactions with customer service AI systems—a psychological effect where users begin to perceive artificial agents as possessing human-like qualities despite conscious awareness of their non-human nature. This finding arrives at a critical inflection point for CX operations, where vendors from Zendesk to Salesforce are embedding increasingly sophisticated agentic AI into their platforms, and organisations are scaling automation across support channels. The concern centres on how repeated exposure to conversational AI that mimics human communication patterns may subtly reshape customer expectations and agent behaviour, creating a cognitive dissonance that complicates the already delicate balance between efficiency gains and customer satisfaction. For teams already operating at scale with AI-assisted ticketing and routing, the question becomes whether this "robotoid humanness" effect actually improves perceived service quality in ways traditional metrics fail to capture, or whether it masks underlying friction that emerges only after the novelty dissipates.

The implications for CX leadership are twofold.
